Content Licensing
• Register to attend a certification program. (The
tuition for certifying at a live session or virtually
through Fast Track is the same.)
• Sign a Facilitator License Agreement.
• Pay a license fee (when applicable), certification
tuition whether a public program or Fast Track,
buy a facilitator kit (when not included in the
price of certification tuition), and make a required
minimum purchase of 15 participant guidebooks.
You may also need to purchase program videos if
they are not included in your certification tuition.
• Consult with your client partner to determine
which fees apply to your facilitator certification.
Step 3:
• Attend and complete your certification experience
and join in FranklinCovey’s complimentary Client
Facilitation Academy for monthly professional
development offerings.
Obtain a license for reproduction rights or
customization.

Grow your business through improved customer loyalty.
The Growth Challenge
Every retailer, hotel chain, restaurant group, and other multiunit operator is striving for higher same-unit sales. They
recognize that increasing customer loyalty is the key to sales
growth because loyal customers buy more, they buy more
often, and they recommend your company to their friends.
3. Frontline employees are not clear about company
goals and the actions needed to achieve them.
Most companies know how to delight customers and
readily point to pockets and moments of greatness across
their operation. However, too many also know that
execution of the key behaviors most likely to delight
customers varies from location to location and person
to person. It is the inability to institutionalize what they
know that prevents them from becoming great.
4. The front line isn’t held accountable for the service
provided. Where there’s little accountability, there’s little
commitment. Until the front line feels as accountable
for delighting customers as they do for increasing profit,
multiunit operators are missing a golden opportunity
to supercharge their growth rates. Too many corporate
cultures pay lip service to customer service and
compensate entirely on sales and profits. They do not
create a culture that drives great customer experiences.
Winning Customer Loyalty
In fact, in a recent survey of 418 executives, IBM and the
National Retail Federation found that “satisfying demanding
customers is retailers’ top priority this year.” Yet, while all
companies want greater customer loyalty, very few will get it
for these four reasons:
1. They set the bar too low. Instead of striving to delight
their customers, most simply try not to disappoint them.
Customers who give your company a 5 on a 5-point scale
are generally three times more likely to come back than
those who give you a 4, yet far too many companies add
their 4s and 5s together and treat them the same.
2. They don’t have good customer-service measures.
While most multiunit operators accurately measure profit
at each location every month, very few have a rocksolid measure of customer service at each location every
month. Too many companies rely on mystery-shopper
reports, email surveys, or store-receipt surveys from a
small percentage of customers. It’s not the number of
surveys that is important, but whether or not the people
who complete the surveys are representative of your total
customer base.

1. Vision and commitment at the C-suite. Effective

2. Reliable metrics to measure the customer

organizations have reliable systems to measure profit.
Yet, rarely is the same rigor applied to the customer
and employee experience. Institutionalized greatness
requires that these metrics be just as “bankable” as your
financial measures.
3. Self-directing mechanisms. Service happens at

Account for and celebrate results. Leaders and teams

The British retail company Welcome Break
was plagued with excessively high employeeturnover rates. The numbers below show
turnover in four of the stores. Before
FranklinCovey training, the average turnover
approached 50 percent (48.8%), with one
of the stores losing 61 percent (61.3%) of
its employees every year. After training in

Leadership: Great Leaders, Great Teams, Great
Results, turnover in the same stores dropped
to an absolute average of 35 percent. Two
stores lowered their turnover rate by over
22 percent, and the four-store average
