SAMSE Group | 2015 ANNUAL REPORT | 5
A word from the Supervisory Board
Satisfaction
2015 was worse than previous years for the building and public
works industry. In this highly unfavourable context, the group
nevertheless managed to maintain Current Operating Profit at a
level very close to that of 2014.
I would like to commend this performance and extend my
congratulations to everyone involved in this undeniable success.
Having designed and facilitated for years a seminar called
"business knowledge", I remember explaining to future company
executives that success, their future success, primarily depended
on satisfying the most important person in the company:
the customer.
This message is always very topical. It has been developed even
further through the implementation of continuous and rigorous
"customer satisfaction" analysis.
The current management team can also be commended for
developing an "employee satisfaction" survey. Are our employees
not a manager or an executive's first "clients"?
This desire to make progress in both areas at the same time
undoubtedly explains just how levels of performance have been
upheld. The progress that will certainly be made in these two
directions will clearly guarantee success for years to come.
Whatever the circumstances, the group can take an optimistic
view of the future.

Cultivating our values
In this document, we have dedicated some space to the
presentation and analysis of our results, which are very good
despite the current situation. The Trade division was particularly
resilient and DIY had a remarkable year.
This time, we wanted to talk about the group, not through figures,
but in terms of the men and women who are building it. And we
especially want to talk about their value... and their values.
More than ever, we are realising the importance of our teams
and our culture. Respect, trust and sharing are our company's
core values.
We have been working on customer satisfaction for years, and
we will continue these actions that have enabled the group
to maintain business activities, profit and a good working
environment.
But now, we want to go even further! So, the theme for 2016
will be satisfaction for our teams.
Just like in this annual report, we will express ourselves
spontaneously and naturally, breaking with the current ways of
speaking and stereotypical phrases that are sometimes found in
annual reports. It is the expression – without the jargon – of our
qualities, as well as our little quirks that make up our culture!
We want to tell our employees that we are proud of them. We
realise that the success of the group is all down to them. They can
count on us to lead the group along the right path. Our strategy
is clear and simple. We know our business: it requires expertise
in customer relations as well as real expertise, and requires
continuous, rigorous hard work, day in, day out.
We want to thank our customers, suppliers and especially our
teams for 2015, which has enabled us to look ahead calmly and
confidently to 2016.

The local,
human touch
A step further
Our local presence is being expanded into a national rollout.
Acquisitions, the creation of brands, and the opening of outlets
have been the backbone of the group's growth since 1920.
Starting off in Rhône-Alpes, our presence has stretched out over
half of France. With a leading position in some regions. For the
SAMSE Group, going further is all about juggling geographical
expansion and the diversification of activities.
In order assist each professional with their innovative projects,
we structure our offer for all segments, always aiming to
anticipate their needs (energy efficiency, low energy or positive
energy wooden buildings, renewable energy, etc.). Providing
solutions and services is the very essence of our business and
is the key to our effectiveness. A level of effectiveness that
marches straight to the top of customer satisfaction ratings.

Trends
Make every customer's
life easier according to
their sector
Create sector-oriented outlets – what a
great idea! In addition to general stores,
we came up with the idea of specialised
agencies for clearly identified needs, making
everyone's lives that much easier. Targeted
plasterboard and insulation agencies provide
a specific service for plasterers in Lyon,
Marseille and in south-west France, with
their integrated offer of air-tight sealing.
Iso-Ext Peinture, launched for decorators
and façade specialists, offers coatings, paints
and external insulation solutions and – the
cherry on the brush – it's all available at
one single site. An agency dedicated to
skilled masons was opened in Grenoble.
The satisfaction of specialised customers –
a SAMSE Group speciality!
Some agencies concentrate on a single
sector, such as public works, masonry,
plastering, decorating or electrical works ...
to offer diversity, an unbeatable, extensive
range and an ultra-specialist service.

Welcome to any
non-construction
professionals
They may be traders, farmers, campsite
owners, mechanics or hoteliers:
they expect lots of choice and very high
quality products. They represent 13% of
our business customers today, and we are
determined to keep them and increase
this figure. An initial order for small
jobs generates other, more substantial,
purchases, such as an extension, the
renovation of a farm hotel building, etc.
Our business approach is revised and
adapted to the sector, but the objective
remains the same: total satisfaction!
LED generation
Teaming up with Mat
Appro – a force to be

Route
Maritime
Muli-modal
A milestone was reached with the
introduction of continuous LED light lines.
The lighting in our outlets moved forward
when we switched from fluorescent tubes to
electronic ballasts (an energy saving of over
20%). With continuous LED lines, we will be
dividing our energy consumption by 4 and
achieving 4 times the life span. In line with
our carbon footprint assessment and our
CSR approach, this work will be rolled out in
all of our constructions and renovations.
Our logistical power is definitely a
commercial strong point. The major trick up
our sleeve is having our own shipping agent.
Mat Appro's expertise in organising logisticstransport flows is essential to us. It helps us
to adapt to the shipping methods requested
(air, sea, river, rail, road) and to ensure
consistent pricing. What's more, Mat Appro
is also used for the entire public works
market: in 2015, 40% of business involved
customers outside of the group.

Commitment
Turning our focus to the
future of RT
French Thermal Regulations (RT) for the
construction industry are coming in thick
and fast, with very little difference between
them, and our response to that is: why
change a winning operation? At the time,
we had planned for RT 2012. We traded
those plans in to start aiming towards the
RT 2020 (positive energy building)! First of
all, we created our operational teams. Our
employees, who are more than prepared,
are therefore able to inform our customers
about the performance of new products and
advise them on implementation techniques.
This support – which is at the heart of our
added value – is a key element of our offer.
RT 2012 is still very much valid. Since 2013,
it has been compulsory for construction and
has a direct impact on our stocks and sales
plans. While we have kept our traditional
stock (at competitive rates that are very
much appreciated on renovation projects),
we have also introduced new ranges of
innovative products as well as a complete
air-tight sealing solution. Values you can
count on.
Alongside our industrial partners, we are now
anticipating the responses required for the
construction of positive energy buildings.

Renovation regulations:
guiding our clients
through the labyrinth
that is the law
Certified and highly
valued timber
New regulations affecting construction
and public works are not always easy to
follow. They are as good a reason as any to
support our clients and to make our stores'
expertise available to them, to inform them
and offer skills training. This is not to be
underestimated considering that building
owners are required to have their work
carried out by a company bearing the RGE*
label to benefit from state funding.
* Reconnu garant de l’environnement. (French standard that
confirms a business is environmentally friendly)
Wood has many advantages! We all have a
vested interest in preserving this renewable
material. We have, therefore, adopted a
clear stance on this raw, living material. Our
approach for certifying supplies is based
on one clear objective – the traceability of
the wood, from when it is cut to when it
is delivered to the end customer. Thanks
to this focus throughout the industry, we
now have the PEFC and FSC labels and the
French Timber Industry (LCB) environmental
charter. This series of checks requires a
demanding follow-up process, with stepby-step monitoring, validated regularly by
independent auditor agencies. We cannot
rest on our laurels.
Wood:
The SAMSE Group
gets top marks.
Sell, yes, but not just
any old how!
Our own buildings are used for testing purposes
The shoemaker's son always goes
barefoot... or so they say. When it comes
to SAMSE, this is not the case. As we are
heavily involved in sustainable construction,
the group uses its expertise in its own
premises. We have included this dimension
in the implementation of all our new stores.
Efforts mostly revolve around optimized
storm water management, the use of
thermal phase-shift insulation and, more
generally, the control of renewable
energy. We adapt our construction
and renovation, while paying special
attention to the overall cost. The
challenge lies in staying one step ahead
and maintaining our leader status, as
regulations change.
We are proud to display three maple
leaves! What's that then? The highest
rating awarded by Le Commerce du
Bois (LCB) (French Timber Industry)
charter.
A charter that, itself, goes beyond mere
legal requirements. It places the emphasis
on tracking wood, from felling of the tree to
its processing, and focuses on the sale and
purchase of logs, timber, lumber, boards
and planks.
- Responsible purchasing:
Signatories pledge to support suppliers
in their efforts to promote sustainable
forest management. They must promote
and support international initiatives for
this sustainable management and, in
particular, the rules of CITES (Convention on
International Trade of Endangered Species).
- Responsible sales:
The signatories agree to improve the
information provided to customers. SAMSE
is confident is its ability to advise clients
on their choice of wood species. We are
trying to promote wood as a renewable
and recyclable material, and we take care
to reduce the environmental impact of our
activities.
As signatories of this charter, we are happy
to be audited by the certified independent
body, responsible for validating compliance
with the relevant commitments. Following
the last audit, the LCB awarded us three
maple leaves.

As pioneers of positive construction, we comply with new regulations and are
attentive to market expectations. Our Build Positive approach, born from our
years of know-how, continues to expand in our network of stores. Our group
never stops adapting.
Building specialist deals
In these constantly changing markets, the solution is to create an
active monitoring mechanism, to anticipate demands and build
positioned and appropriate offers that combine products and
services.
Our group is always ready to take the initiative and evolve to meet
the demands of future markets, which are bound to change.
• The 17 Moboa-certified branches of the group have trained their
employees in low-consumption wood construction and renovation
(extensions, raised areas, etc.).
• We have drawn up a dedicated horizontal sales plan, inventory and
dedicated logistics, and technical animations. Our home, framework
and wood (MOB in French) customers have been put in touch with
project managers.

That is the number of lorries provided
by Zanon every day, departing from the
Brézins platform. As a long-time partner,
this consistently reliable transporter
supplies our 340 outlets on a daily basis.
Establishing a dedicated operating unit
guarantees reliable delivery deadlines as
well as route optimization and the cross-site
flow of goods.
Logistics,
the cross docking effect
We are developing cross docking within the
scope of shared provisioning management.
This method of organisation allows users
to link up and cross reference stock
flows from suppliers with delivery flows
to our sale points on the Brézins central
platform. Effective in improving centralised
purchasing, optimising stock levels and the
number of preparations at the unit, cross
docking also functions between platforms.
For example, Log Appro in Brézins can rely
on the Argonay site that is dedicated to the
"wood-panels" activity, to order a non-listed
product for a specific customer requirement.
A real competitive advantage for each of our
companies.
Tailor-made for the
health of our employees
No more musculoskeletal disorder (MSD)
reported! The result speaks for itself, and
it is all down to the construction of the
platform in Brézins. It is equipped with a
conveyor that facilitates and accelerates the
unloading of goods delivered in containers,
while limiting the risk of accidents. Customdesigned for bulk products, the teams felt
the benefits straight away. A choice that
keeps everyone happy.
A conquering sales force!
A new training programme has been born.
Specially developed for our business, it
mainly aims to strengthen market research
skills. The programme consists of analysing
a customer portfolio, "discovering" a
prospective client through the quality of
the questions asked, computer skills and
marketing materials and even the technique
of following up quotes. As for the managers,
they have revised their dashboards to better
monitor the development of their sales. A
few months after the first training courses,
we noticed that a third of employees tended
to perform well and feel more involved and
had a stronger attachment to the company.
Another third was vastly improving, since
the training was seen as a "trigger providing
the means to be more at ease." This is
particularly relevant for market research.
Finally, the last third were yet to progress in
their adoption of tools and resources. It is
down to the managers to support them in
order to improve results.
Must-have products!
"Les Indispensables" is our brand that
gets straight to the point: it focuses on the
products that are most commonly used
by professionals and on further enhancing
our competitive edge. Our excellent value
for money is all down to the development
led by the MCD network (500 outlets).
In 2014, this national network of material
dealers counted in its ranks the likes of
VM Matériaux, Quéguiner, CRH France
Distribution and the SAMSE Group.
www.lesindispensables.fr
We own 500 lorries for guaranteed flexibility
"In-house" control of resources is a proven strategy. Our organisation's transport, logistics
and delivery to customers is a well-oiled, effective machine. We own a fleet of 500 lorries,
equipped with various sizes and capacities of lifting gear, capable of delivering to all sites,
including raised platforms. And what makes this equipment complete? Our indispensable
drivers, who play a vital commercial role! When they are not driving, they perform other
functions at their retail outlets. When it comes to versatility, we are one step ahead.

Innovations
EVA – agility incarnate
It is one of the biggest projects undertaken
using "agile methods" and is based on
group participation and work. EVA is the
company's very own collection management
software solution for La Boîte à Outils and
L'Entrepôt du Bricolage. Our teams have
given EVA their all, defining requirements,
testing and validations... And the end result
is even more than conclusive: with its
ergonomic design, the tool is easy to use,
secure, scalable and enables increased
productivity!
And customers save just as much time!
The hydraulic spreader: a
practical invention
We've got the Scoop!
Our new application, Scoop, is a real marketconquering tool that offers 3 main benefits:
For our sales force: prior knowledge of all
calls for tender, the geo-location of sector
worksites and key customer information in
real time on their smartphone.
For our customers: business provider ATCs
and accurate monitoring of all their activity
in the region.
For our suppliers: a strong business partner
presence on all sites.
Victory for our human
resource champions
A study of our depots gave birth to a specific
accessory designed by SAMSE. The "hydraulic spreader" facilitates the handling of
goods, and particularly welded wire mesh.
What is the aim? Easy loading and unloading – and with fewer risks – of ours and our
customer's materials into our lorries.
22 | SAMSE Group | 2015 Annual Report
The SAMSE Group "employer brand"
strategy won silver.
For the second year running, the human
resources departments of companies in
the CAC40, the SBF120, ETI and growing
companies were honoured at a ceremony
organised by the magazine, Décideurs.
Employer brand, well-being at work,
digitalisation of the HR function, and a wide
range of other topics were discussed. The
event aims to help people realise that the
wealth of a company depends as much
on its financial statement as on its human
capital.
Campus, skills training to
help us grow together!
Elements of emulation, personal
investment and internal promotion mean
our employees appreciate our Campus
courses on all levels! This programme is an
important pillar for internal promotion and
employee loyalty, and perfectly meets our
objectives. Furthermore, it has received state
professional certification.
It is nice recognition of the work
accomplished in 2013 with the first
professional training course for branch
managers. This session helped us to
establish what needed to be done for the
second year of training due to be launched
the following year, for the SAMSE Group
and SIMC. This experience emulated and
generated concrete requests for training in
other areas, giving rise to a specific Campus
for SAMSE and M+ Matériaux technical sales
representatives, for example. What a lovely
rebound effect!
Project Satisf'action:
let's share to build!
SAMSE has been surveying customers
on their level of satisfaction every two
years for the past six years. The results of
this are displayed on a satisfaction scale
organised by agency and by region.
We decided not just to listen to our
customers, but to listen to all our
employees, at both headquarters and in
our branches.
More than 130 three-hour discussion
meetings have, therefore, been
scheduled between December 2015
A sense of service and
demanding choices
Happiness is at the touch of a keyboard and
the mouse can take us there. As a pioneer of
e-driving in France, L’Entrepôt du Bricolage
is constantly improving its online sales. As
a private customer, I can place an order
on e-brico.fr and have my merchandise
delivered to my store in comfort. Last year,
SAMSE launched its app for smartphones
and tablets, through which businesses
and customers can view all of our offers
(professionals were already able to track
orders and invoices in their dedicated "Pro
Section" at www.samse.fr). Doras has the
full "Drive" service, the traditional in-agency
purchasing service. The client first checks
item availability, and can then order and
collect the items two hours later. More
than ever, our group is boosting business
via the Web using a multi-channel
distribution network and maximum
visibility for our offers. The Internet is
ultimately a tool that we use extensively
and effectively in recruitment via social
networks, where high-quality profiles can
be sought out.
and April 2016 to collect everyone's
opinions, views and ideas. We also built

in the success of this major project.
This approach could be expanded into
the group's other brands.

Customers, employees, suppliers –
an inseparable trio!
24 | SAMSE Group | 2015 Annual Report
Any business or any group
puts customer satisfaction first.
Because, obviously, we have the customers to thank for
turnover. But each brand has its own interpretation of this
customer satisfaction. Its own expertise in the matter. The
SAMSE Group relies heavily on local presence, closeness,
commitment, training and expertise to achieve this.
Listening, providing assistance and discussing matters
all form part of what our teams do. And everyone works
together, doing what they are able to do best. However,
beyond customer satisfaction, it is employee satisfaction
and, even less common still, provider satisfaction that the
SAMSE Group is working towards.
We go behind the scenes of an operation unlike
any other.

Members of the Management Committee had not prepared for a meeting
with the journalist, Myriam Cornu, or
to answer her three questions:
"How do you ensure:
customer satisfaction, employee satisfaction, provider satisfaction?" The
consistency of their answers, however,
suggests that they practise what they
preach. Although there was no conferring or prior preparation, the answers
were all the same. And they demonstrate a concrete truth: for the SAMSE
Group teams, if there is satisfaction
with one group, there will be satisfaction for the others.
"It is our job to be a stockist. It's our raison d'être.
In our group policy, stock is part of the service we
provide for our customers. "
Philippe Gérare, Sales Director
S
ome things we can fix right away:
"Customer satisfaction is our everyday
goal, and that means already having
stock available," says Philippe Gerard,
Sales Director, to sum up. "It is crucial for
maintaining some flexibility in the team
dynamic."
When it comes to Sales, Yannick Lopez sings
the same tune: "Stock is THE key. We sort
of take the opposite view to the market and
make sure there is no shortage in 20/80s."
The job is based on this simple principle:
the right stock with the right products.
Constant development of the range – in line
with and ahead of regulations – is a priority
for the SAMSE Group. As well as the price
placement. Not necessarily the "lowest"
price, and rightly so. The Purchasing Director
explains that "we are always looking for
the high quality products at the most
competitive prices and that are easy to
install." To increase an artisan's productivity,
we look into installation costs. By saving
them time on site, we save them money.
It is our job to provide them with simple
solutions!"
"Customer satisfaction also means listening to
the market about new products. We are on the
lookout for supplier creativity. Offering innovative
products, being process development engineers,
being constantly on standby, meeting with our
suppliers, in France and abroad – all of this is
vitally important to us."
Yannick Lopez, Purchasing Director
An unparalleled logistics service means we
can offer our famous wide range of goods
at a great price. So, Marc, what do you
think? "In order to satisfy our customers

Full-service – the
personalised boost
The logistics service has several strings
to its bow to help support retail outlets.
Manager, Marc Cointepas explains: "We
have lorries and forklifts that agencies
can hire, while we provide maintenance.
We have a hotline that takes care of
everything." This is a very "serviceoriented" aspect that helps relieve branch
managers of some of their problems.
Another comforting factor is that 1,500
items are ordered automatically as soon
as they reach the threshold, so that the
business is guaranteed rolling stock, but
alongside this fluidity there is also great
flexibility – everything can be configured.
"In the SAMSE Group, not everything
is always mandatory. You can choose
not to use our services. This autonomy
strengthens our obligations when
it comes to satisfaction. We must
prove ourselves. "
Expertise and products

the Board.
"They are very well-informed; they research
the product online before coming to the
retail outlet. We can't just tell them any old
information. We need salespeople who
know what they're talking about."
The Director of Human Resources judges
employee satisfaction from their requests
for training, and rightly so. "The more
employers are satisfied, the more they
request training and invest themselves
in their job," says Françoise Grassa,
reassuringly "Whenever I talk about our
"Campus" programme, I see genuine
interest. Their eyes light up. Our employees
who have taken on the position of branch
manager are very eager for this training,
which is great to see. It gives them insight.

how do I improve customer satisfaction at
my level?"

If products are at the heart of the system,
learning how to use them is even more
central. There's no point putting these
fabulous solutions on display if we don't
know how to advise customers on how to
use them! "There have been remarkable
changes to technology in the last ten years.
We need more advanced training." confirms
Yannick Lopez. "Getting ahead in the sphere
of technology represents a real advantage
for salespeople. What is our role? To give
them the tools and train them in new
products. They can focus on this expertise,
which we expect from them so they can
work in comfort: controlled stock means less
stress."
Supplier satisfaction is also relevant to this
staff training, as, for manufacturers, it is a
guarantee that the technical aspects of their
products are an important influencer in their
sale. This ensures that the quality is being
properly conveyed. "Our added value lies
in this specific product training," continues
the Purchasing Director. "Consumers have

Satisfaction
People at the heart of it all
To want to meet customer needs,
you first have to be satisfied yourself!
This is evident from the way we select which
IT project to carry out, for example. Let's
see what Olivier Bis, Director of Information
Systems and Methods, had to say: "At the
end of the year, we bring together each
department to discuss how they expect
tools to develop. We are two to three times
oversubscribed. How do we choose? Our
approach is very simple. No ROI tools.
We put people first. We carry out projects
because we believe in them.
There is, of course, a budget culture that
revolves around spending control, but we
are not obsessed with numbers; we focus
more on motivation. Nobody challenges
what we say. When we say it will take x
months and explain what human resources
we need, people listen to us. There is a lot
of respect and dialogue. We all really speak
to each other and trust in one another's
expertise."
We work in the same way with suppliers.
Olivier Bis recalls a conversation with a
supplier: "Last year, I said to a supplier
that we would like to work with him in an
"agile" way.
He replied saying, 'Oh, but we don't know
how to do that'. To this, I simply replied,
'We'll teach you'." This is a simple approach
that works on all levels. Jérôme Thfoin,
Marketing and Innovation Director, says, for
example, that at the head office, you will
come across Olivier Malfait, Chairman of the
Board, chatting with new salespeople.
"Listening and sharing are values that
make sense to us."

When innovation
brings satisfaction
Working in the heart of a business
"that isn't one to lag behind" is rather
challenging! Especially when you
are passionate about computers, for
example. Olivier Bis testifies to this,
"Whether it's our tools, technology
or our way of doing things, we have
a reputation for being innovative,
especially for "agile methods". We
are highly sought after because
candidates have understood that the
SAMSE Group is not like the others.
But we recruit very few employees:
our employees are loyal, even
though other companies would be
more than happy to have them,
with the CVs they have. What makes
them so proud? Being at the cuttingedge."
Listening is good,
but hearing is better!
The Marketing and Innovation Director
feels he makes himself available for his
"customers", the outlets, with a few simple
rules: "Just because this is the company
head office, it doesn't mean you have to
queue up outside the office to talk to us.
And we remind people of that when they
leave us messages. We're not in an ivory
tower. We prefer closeness and reactivity.
The quest for shared success. The team is
united because superiors 'at the top' lead by
example."
These exemplary values seem all the more
important within the company.
Phillippe Gerard states, "Employee
satisfaction is actually down to the

exemplary nature of the managers. Olivier
Malfait and François Bériot are here at 7 in
the morning. This helps to reassure staff.
People are invested at all levels." Olivier
Malfait confirms, "Everyone has a role to
play here. Anyone can easily go to a senior
executive."
Within the company, we consider listening
to be both fundamental and valuable. It
is equally as important to the customer.
"We need to try and hear their requests,
including those they don't actually make,"
says Jérôme Thfoin.
"Customer focus will make all the
difference. That is why we are practical
people. You have to go to the sites and
really LISTEN!"

The people on the
ground are always right
"Irrigation comes from the ground, even
for legal and social affairs services," says
Dominique Durand. "I need to know what
the risks are and to be informed by the
branches. Then, when we are in the thick of
it, we find out whether we made the right
choice." It's the same story when it comes to
the management of computer systems.
that has always deployed its stores in small
steps." Antoine Siboul continues by saying,
"The common theme in the development
department is the expectations of citizens
and elected officials. When managing the
life cycle of buildings, i.e.their future, their
viewpoint plays an important role. We are
50% below the maximum consumption
"Being as virtuous as
possible is an everyday task."
Antoine Siboul,
Development Director
"My methods team provides the interface
between users and the tools," says Olivier
Bis. "We have one person per region, 'the
safety training contact', who is our conveyor
belt. Our organization has acquired the
means to provide support on the ground,
because we are not just interested in hearing
whoever shouts the loudest."
The local area, is therefore at the heart of the
group's issues, and so is the region.
"Our client is the development department.
We chose proximity and we work by
networking," says Antoine Siboul, who heads
the programme.
"Our regional deployment allows people to
develop, near where they live," says François
Bériot. We want to remain a local company

recommended by regulations. Being as
virtuous as possible is part of everyday life,
from construction to deconstruction. This is
all part of our entrepreneurial choices, our
foundations. As leaders in eco-construction,
we aim to set an example."
Whether it's in schools, employment
department, with disabled residents or
keeping people in unstable situations in
work, the SAMSE Group is involved as
much as possible in the local area and all
over the place, but we don't always know.
"We communicate little, preferring to
focus our efforts on getting things done.
It's quite a job. And a daily commitment,"
says Françoise Grassa, Director of Human
Resources. "When Viadéo organises an
event for example, we attend. We try to
stay close, without just 'showing our face'.
We have a very good partnership with the
local job centre, for example, who trust
us so much that can publish our offers
directly. We are honest and stick to our
commitments. That's the most important
thing. This taste for the truth means we
are highly appreciated by our suppliers.
Our credo is that we tell it how it is. 30%
of the CVs we receive are sent via social
networks. We only talk about things that
actually exist on the social networks. We're
not interested in showing off for the sake of
it. For example, candidates are particularly
interested in how much freedom we give to
our teams. And they are not disappointed
when they start with us, because this what
it's really like in our company."

DIY activity:
a certain conception of satisfaction!
The outlets La Boîte à Outils and
L’Entrepôt du Bricolage have their
own way of working on employee
satisfaction. Satisfaction that reflects on
customer satisfaction, and vice versa!
Jean-Jacques Chabanis, President of the
"DIY" department, can testify to that
vision and how it is implemented in the
everyday life of stores.
"We really want to make a different
in customer satisfaction. We are very
sensitive to human needs. We wanted
to make it official, make a connection
between the welfare of our teams and the
satisfaction of our customers," says JeanJacques Chabanis. "We gave the floor to
our 1,500 staff members, after training
volunteers to take on this project. The
place was buzzing with energy. From the
ideas put forward by those on the ground,
we choose three from all the stores.
Examples include break rooms that were
redecorated by the teams themselves with
exceptional results and installation quality.
It's exactly this kind of simple action
that we love. There was also the 'I' for
'Information', created to guide customers
around the store. Initially, staff took it in
turns to carry out this job, but the project has
matured and is expanding: in 2016, stores
will hire a permanent employee to support
customers, with the goal of creating customer
loyalty.
Following a proposal put forward by the
Grenoble outlet, we all decided to organise
a charity event in each store! This was in no
way connected to turnover. The idea was
simply to have different experiences that
would bring teams together and give our job
meaning. We are always ready to get stuck
Continued on page 28
"The whole point of our customer
satisfaction approach is that it does not
descend from the general management,
but comes up from the ground. The
stores themselves identify problems
and look for solutions," says Bériot
Arnaud, Managing Director of La
Boîte à Outils. "There is so much
going on today! The Briançon store,
for example, wanted to organize the
management of waste. The project has
since been validated and other stores
will be implementing it in 2016."
"When you trust your employees, they do not
disappoint you! When you give them
creative freedom, they come up with plenty of
proposals and solutions."

A day in the life!
"We encourage employees to go
learn about other job roles, for
better understanding. I, myself,
spent a day at Comboire this
summer to learn about different
jobs. Experiencing the everyday
life of stores means you can watch
ideas grow and better understand
the customer at the end of the
chain." says Jean-Jacques Chabanis.

in. There are always interesting projects
popping up, which is a tremendous
boost! Fun events are organized by
each store with, for example, ice creams
being handed out by the store manager
themselves. Seeing managers roll up
their sleeves always goes down well!
This enjoyment shared by teams and
customers fosters relationships, and we
even exchange tips. It's all part of DIY!"
Finally, Arnaud Bériot adds: "The idea of
a car park man, to helps put goods into
your vehicle, also came from a store. This
all forms part of a great sense of service
and mobilises staff. These are expensive
choices considering their ratio to payroll,
but you have to know how to take risks.
And never forget that overall customer
satisfaction is our main springboard,
which is beginning to become a part of
the DNA of our company."
Great freedom
to create
The notions of autonomy and
accountability are the pillars of
our system
"Within the accounting department, for
example, one person handles a given
geographical area. We are focused on
the field," confirms Laurent Chameroy,
Managing and Financial Director.
"This gives us a very good level of reactivity.
Our employees are in a wider sphere of their
profession but in the context of a smaller
region. This requires versatility, flexibility and
agility. As part of a geographical team, the
employee becomes more involved. These
more comprehensive positions offer a daily
routine that is much less repetitive and help
maintain useful links."
The information systems and methods
department has access to 340 outlets, to
which we give considerable autonomy.
They work very differently and this means
developing tools that are able to adapt. "It's
more complicated but also more exciting,"
says its Director, Olivier Bis. "And then
we ourselves get to make the most of this
freedom to create. Last year, we devised a
customer relationship management (CRM)
tool for salespersons called "Scoop". We
have this ability to be a motor, to be an
agent of change in the business. If we're
talking about customer ambition, that's
where we can give it our all. We are a link
in the chain and it is very satisfying on a
personal level."
"Everyone organises themselves however they like in
order to achieve the objectives set together. We are
on a short circuit."
Laurent Chameroy, Managing and
Financial Director

That little extra that can't be found elsewhere!"
Arnaud Bériot,

"Supplier satisfaction takes the same route.
Teams are given greater autonomy, proving
that when they are trusted, excellent results
are achieved," adds Olivier Malfait.
"We are all accountable vis-à-vis this goal:
we represent our manufacturer's offer,"
continues Jérôme Thfoin, Marketing and
Innovation Director. "They trust us with
their brand. They expect us to respect
it. My department is responsible for the
organisation of agency sales areas. We
have a huge responsibility in showcasing
the products. Their brand is our brand.
Bati'Days* operations, for example, are
huge boosters for them along with the trade
shows we organise."
As another example, the owners of our
operations buildings must also be satisfied.
"Depending on the store, we lease 40
to 60% of our premises," states Antoine
Siboul, Development Director. "We have to
learn how to make our operations managers
make even more progress. It is down to us
to generate a culture of accountability. We
want to maintain good relations with our
owners and with the surrounding region.
We want our buildings to fit well into their
environment. Respect is all about realising
that we are part of something much greater
than ourselves."

businesses
Strong-arm methods that
make you feel useful
The same values are upheld by the legal
and social affairs department. All policies
have deductibles. Dominique Durand's
policy is accountability and it works! "Every
time we increased fleet deductibles, for
example, accident rates were lowered
the following year. On-site safety policy
has also made a lot of progress thanks to
this method. It doesn't come with instant
gratification, we can tell you that. We hear
people complaining!" adds the department
manager with a smile. "But ultimately... the
managers are very happy that we are by
their side."

Respect:
just a big word?
R
espect: the word has been said. It's a
word we often hear. But something
we don't often see "for real". Within the
SAMSE Group, however, it seems to play
a role in everyday life. "We operate based
on the concepts of trust and respect for
our employees," says Dominique Durand,
Legal and Social Affairs Director. "Everyone
has plenty of scope to express themselves.
I think I am a participatory manager, but
since, on the whole, the atmosphere in the
company is good, it is easier to achieve
employee satisfaction." So staff turnover
is very low, with just one person leaving
per year, on average, in a department
of just over 40 people. François Bériot is
delighted with this, and says: "The stability
of our teams is a real plus. Customers
and suppliers keep the same contacts and
therefore experiences, and information on
client history."
"Our employees' loyalty is a strong sign of
their satisfaction. I'm not talking about
how long they've worked here, but rather
their commitment.
They are the added value of our company.
There is a very low staff turnover here,
and it's great, because that allows us to
build for the future."
Olivier Malfait
"Our stores are closed on public holidays
and Sundays," says Jean-Jacques
Chabanis. "Our managers' philosophy
involves a certain element of playing the
role of a good 'parent' concerned about
the welfare of their employees. This fairly
firm approach goes against the grain,
but our employees need to recharge, to
spend time with their families, to enjoy
their passions."
34 | SAMSE Group | 2015 Annual Report
What should an employee expect?
"A sense of belonging.
We're sort of visionaries when it comes to anticipating standards, for
example. A sense of belonging revolves around the difference that we
can make.
I think what interests employees in my department is that we are forerunners and innovative when it comes to sustainable development. They
like to have their say. We work horizontally, and discuss matters. One
point we need to work on is our inter-departmental communication,
which is too compartmentalised for my liking. But the group's employees
are very involved. There are solutions that people are willing to take on
board. Collective work, such as organizing trade shows, brings people
together."
Antoine Siboul, Development Director
Vis-à-vis suppliers,
respect is embodied by a word that's on
everyone's lips: partnership.
"Our policy on referencing our suppliers
is transparent: we build with our industrial
partners. To achieve this, we must devote
time to it," says Philippe Gerard. For
purchasing, Yannick Lopez expresses the
same feelings: "We work with our suppliers
in the long term. They are not in danger with
us. This loyalty enables manufacturers to
invest in training, monitoring and relations
for us. They know they will reap the benefits
of their efforts. We may have to deal with a
manufacturer that has a temporary difficulty,
with a problem on the production line,
for example. We are able to say to them:
'We will move the volume to another
manufacturer for six months, but we'll come
back as soon as you are at the right level.'
We trust them."
Concrete examples

the General and
Financial Director
Laurent Chameroy, do you
have an example of respect for
suppliers, in practice, to give us?
"I have several, but I will give you
this one: it is not acceptable for us
to miss a deadline for payment. It
would be in poor taste, and would
be a faux pas in good relationships.
Everybody is forbidden to build
up cash reserves at the expense
of suppliers Another very simple
example, is collecting them on
time, without making them 'wait
around'. We do not put pressure
on them. There is no threat of
them losing us as a customer. We
have established trusted and longstanding partnerships with each of
them, whether big or small in terms
of volume."
"Our relationship with our suppliers is the same as our relationship with our customers: a warm one. At the
professional fairs we organise, suppliers meet users in a friendly environment.
Manufacturers also appreciate the extreme loyalty that characterises us as a company." Yannick Lopez

Satisfaction
A quaint little Smurf village?
L
istening to suppliers does not appear to
be a common occurrence in companies.
But what is this satisfaction for? "Either
way," replies Philippe Gerard, "customer
satisfaction, employee satisfaction and
supplier satisfaction work as a whole. When
customers are happy, we are happy at work.
When they complain, it's stressful. Our
shopkeepers and our drivers are our main
assets. They are the key to everything.
We shouldn't put too much strain on the
minimum number of necessary resources.
We must listen to agencies on a day-today basis. They are the ones who deal with
customers daily."
And here, listening works both ways. "We do
not need to schedule a time to feel heard.
We can talk to one another. Got an issue? It's
in our nature to lend an ear. We won't leave
the matter to gather dust. This ease of access
is important," confirms Laurent Chameroy.
But the Managing Director warns us, "But be
careful. It's not a quaint little Smurf village
here. We are a company that has doubled
in 10 years. There may be an element of
nostalgia, even if it is becoming less and less
the case. Today, it is a very well-organised
group whose geographic base is a model for
stability, with its reassuring elements."
"We feel a great deal of closeness and
support from the management, and we
try to convey that to our employees,"
testifies Philippe Gerard, Sales Director. "I
can't imagine a branch manager not going
around the warehouse greeting everyone
each morning, for example. If employees
are supported and feel supported by their
superiors, they are satisfied. It takes a lot of
sharing. I've learnt that: 'the way you look at
someone changes them'. That's an idea that
we cultivate here." And that is all part of the
recipe – a pragmatic, rather than a magic
recipe – that is applied day in, day out by

of qualitative telephone interviews
based on 40 questions. The process
in place helped us to develop a
plan of action: "It brought people's
expertise, their skills, but also the

our grasp.
It helped us to point out specific
areas for improvement," says
Jérôme Thfoin, Department

"And because satisfaction is a twosided affair, we decided to do the
same for employees."
We also launched a consultation for
all SAMSE employees.
"Any thoughts on the Satisf'action project for the

practical idea, with very quick plans of action,
to more complex issues, requiring more time and
organisation." Antoine Siboul

in 3 questions
How did this employee satisfaction project come about?
"In these difficult times, we want to work on the 'how' and not just the 'how much'.
Everyone can lay their own brick to help build the SAMSE of tomorrow," says François
Bériot.
What do you expect from the teams?
"To tell us where they want to go. The die has not yet been cast. Together, we will decide,
in order to give a new meaning to the SAMSE of today and tomorrow," replied Antoine
Siboul, Development Director.
How will you actually organise yourselves?
"More than 130 3-hour long meetings will be conducted by 30 organisers. Teams have been
built to conduct these meetings. Shop-owners, drivers, ATCs, branch managers – everyone
can express themselves in an 'agile' way. 'What can I bring to the table to improve my
satisfaction? And my team's satisfaction? And, ultimately, customer satisfaction?' These are
the questions we will ask each other," concludes Olivier Malfait.

Very satisfied customers
In 2015, SAMSE conducted a satisfaction
survey: nearly 5,000 customers were
interviewed for 12 minutes to answer
40 questions. The average score was 7.5/10,
a very good result for the retail market. This
helped to encourage our teams and define
each branch's priorities for 2016.

The sustainable management of water
resources is as topical an issue as any.
Christaud and Vaudrey, distributors of

sector.
Water management since 1766
Assuring water supply is a real challenge
given the layout and the state of disrepair
of the French water network. We offer a
virtually unique service in France thanks
to the quality of our storage plans, both in
terms of the width and depth of the range,
but also thanks to the professional expertise
of our water supply teams.
With a view to growing nationally, we
created a group called "Network" to bring
together all of our stores and services.
A watery story
250 years and still going strong! Once, an
old copper smelter in Grenoble in 1766,
Christaud was an equipment provider for
water supply and sanitation, when it joined
the SAMSE Group in 1988. Since then, the
company has continued to grow by offering
systems that follow the complete water
cycle, from collection to the treatment plant,
via distribution to subscribers and measures,
with increasingly more connected and
mobile solutions.
