When I proposed
marriage to my
wife
(sounds
redundant doesn’t
it?), I sent her on a scavenger hunt that
took three hours and made her drive
50 miles (100 miles round trip) through
a nasty thunderstorm. She barely made
it to the final destination where I was
waiting. (It was a fireworks show and they
turned off all the lights. Oops.) I share this
story because every time I use the word
“engage,” people think of marriage. It’s
funny: I get the same response when I use
the words “ball and chain,” but that’s a
different article.
When you “engage” your customer, in
a way you are moving though a similar
relationship cycle:
Stage 1: Interested
Stage 2: Dating
Stage 3: Marriage
Stage 4: Divorce (optional)
It can go really well or really badly at any
stage (see stage 4) and it usually does so
because of emotions.
Be a good listener - Dale Carnegie once
told a story of being at a dinner party with
a botanist who had little in common with
the other guests. As he engaged him in
conversation, Dale said very little and
only asked questions about his profession
as a botanist. When the party was over,
the botanist was quoted as saying, “He
was most stimulating and the most
interesting conversationalist.” In fact, all
Mr. Carnegie was say very little and listen
intently.
Show Appreciation, which is not a
discount, coupon or compliment; it is
meaningful conversation to show them
that you truly appreciate them doing
business with you. Talk in terms of their
interest. Show honest, sincere and
relevant appreciation. Don’t slap on a
fake smile or use canned comments.
Go Overboard - When I’m at a restaurant
and things go really wrong, I expect to
see the manager, get a free meal (along
with everyone at my table), get the next
meal free and even babysitting for the
rest of the night while I take my wife
to a movie. Sounds funny doesn’t it? It
shouldn’t. Ask yourself: “What can I do to
make this right that no one else does?”
Do you have days you just don’t feel
like being nice? Alistaire Cooke said, “A
true professional is someone who can do
their best work when they don’t fee like
it.” Don’t fake it - your customers (and
spouse) will see right through it.

Your competition may be able to replicate
your product or service (or even make it
better), but they can never replicate you
or your people. If you were to leave your
business today and start another job or
business tomorrow, how many employees
would follow you no matter what? If you
moved to another city to take that job,
would your spouse go with you? OK,
don’t ask them that question
Don’t let them forget how you made
them feel!

Maya Angelo is famously quoted as
saying, “I’ve learned that people will
forget what you said, people will forget
what you did, but people will never
forget how you made them feel.” In an
environment where your competitors are
willing to do just about anything to solve
your customers’ problems, you can’t
afford to make the customer feel any less
than spectacular. You can apply this to
your spouse as well.
Have you ever fixed a customer’s problem,
exceeded their expectations and then
never heard from them again? Fixing a
problem isn’t good enough anymore. You
have to leave an emotional impression.
Here are some ways to become fully
engaged:
Ask Power Questions - Go beyond “How
are you today?” or “How can I help
you?” Your questioning should result in
two things: building rapport by talking
to people briefly about something in
which they are interested, and generating
interest by finding out what your solutions
will do to benefit or serve them.

consumer seems to be adjusting to more stringent money management
and breathing a bit easier.
How can our small businesses make the best use of current conditions?

Get to as many Power Sessions as you can at the Expo – they will help
you grow professionally – and you never know who you’ll meet

Understand that small retailers will never consistently beat the big
boxes on price – but do have a strong advantage in their ability to
offer service, creativity and flexibility

Move quickly – make adjustments in product, service or marketing as
the climate changes
••
Get on board with RMA’s “‘Think. Shop. Buy. Local” campaign – it
costs RMA members nothing to affiliate with this movement, still going
strong and still developing

Recently I took a venture beyond my
trusted grocery store (Store A) and go to
another store (Store B) for groceries. One
way for me to value a buying experience
is to describe in one word how a place
makes me feel. My one word for Store
B this time was “shabby.” That’s how it
made me feel to shop there.
The only reason I could see for shopping
at Store B was that perception that
prices were low and that low prices were
driving factor in making a shopping
decision. Nothing about the store, its
goods, its people or its environment
made me feel comfortable, cared for or
anything more than a commodity. I felt
like I was just a nameless, faceless drone
going from overcrowded, messy aisle
to aisle, picking the least objectionable
choice of produce and canned goods.
I never saw a worker cleaning up the
clutter or removing the questionablyfresh produce.
Contrast that to my normal grocery store,
where I feel like I’m a successful person
who has numerous choices of quality
foods, a customer who is noticed and
valued by the staff and an environment
that feels welcoming and appealing.
The produce is locally grown and fresh.
The aisles are wide and well-lit and there
are numerous service providers to keep
things nice and offer assistance.
In one word, Store A makes me feel
“pampered”. And I’ll go back unfailingly,
regardless of the prices.
So, what one word do your customers
use to describe the feeling they get from
you? If you’re not sure, maybe you should
start asking.
Laura Posey is a “firecracker” who likes to
create and get things done. Over the years,
she has received numerous awards and
recognition for her sales & management
contributions to different organizations. Laura
is the co-author of ‘Six Secrets of Sales
Magnets’ with two more books in the works.
When not writing, she teaches, gives talks and
observes salespeople to see what makes them

History Stimulates the Economy
Visitors mean business for area retailers

History makes an impact. Thanks to
recent studies commissioned by the
Richmond Metropolitan Convention &
Visitors Bureau (RMCVB), we now know
how large that impact is and why it is
so important.
Bring in more business.
The years 2011 through 2015 will mark
the 150th anniversaries of the American
Civil War and Emancipation. In an effort
to understand where the Region stands
in the minds of potential visitors,
RMCVB commissioned the Richmond
Region Civil War and Emancipation
Benchmarking Survey with Jack Yager
of SMITH/TopLine Branding in early
2010, revealing a number of key
findings. Of the 70 percent surveyed
who say they are likely to travel for the
commemoration, 95 percent found the
Richmond Region appealing. Among
15 other commemoration destinations,
including Gettysburg, Appomattox,
Washington, D.C. and Charleston, S.C.,
Richmond was the most appealing to
visit.
“The good news for the Region’s
retailers is that while many of those
surveyed were primarily interested
in visiting historic sites during the
commemoration, a significant number
were interested in new activities and
events,” said RMCVB’s Vice President of
Marketing Jennifer Carnam. “Retailers
have the opportunity to reach out to
visitors who otherwise may not have
come to the Region.”

2009,
RMCVB
commissioned
TopLine Branding to conduct an
Inquiry Conversion and Visitor Profile.
In addition to measuring conversions
resulting from visitor inquiries, the
study provided an in-depth look, and
valuable insights, into the behaviors
and attitudes of Richmond Region
visitors.
One of the key findings of the Inquiry
Conversion and Visitor Profile shows
that of all Richmond Region visitors
surveyed, nearly 94 percent plan
to return – 44 percent of those say
within one year. Also, repeat visitors
account for 60 percent of visitors to the
Richmond Region.
The study also revealed that visitors
to Richmond experience high levels of
satisfaction, scoring an average of 8.4
on a ten point scale with 81 percent in
the 8-10 range.
