WOODS AT APRIL GENERAL MEMBERSHIP DINNER MEETING
Elbert “Ickey” Woods graduated from the
University of Nevada Las Vegas and was drafted
in the 2nd round as a running back by the Cincinnati Bengals in 1988. He continued to play for
the Bengals through 1991. His claim to fame,
however, despite his successful NFL career, was
the creation of the “Ickey Shuffle” that was first
debuted against the Cleveland Browns in 1988.
On August 14, 2010, Jovante Woods died
suddenly from a severe asthma attack at the tender
age of 16. His parents, Ickey and Chandra, were
inspired to educate and help prevent others from
experiencing the loss of a loved one. Together
they created the Jovante Woods Foundation which
strives to educate people on asthma research, awareness and organ donation.
There is no cure for asthma, but asthma can be managed with proper prevention and treatment. It is one of this country’s most common and costly diseases.
While one in every 10 Americans suffers from asthma, most are not aware of
how very dangerous it can be. The mortality rate for children 19 and under has
risen 80% since 1980. Asthma has become epidemic and accounts for nearly
25% of all emergency room visits. Information and education regarding asthma
is woefully sparse.
Unbeknownst to his parents, Jovante had chosen to become an organ donor.

A MESSAGE FROM THE PRESIDENT

If you didn’t get a chance to attend
the Trade Show, you missed out on a fantastic evening with great booths, lots of
fabulous industry information and terrific
networking opportunities. I want to thank
the Associate Council and its leadership
for another incredible Trade Show! I also
want to thank everyone for coming out
and participating, as I’m sure you had a
fabulous time just as I did!
In March, Mark Franks, Charles TasMaria Stanton
sell,
Jeff March and I attended the Capitol
Miller Valentine Group
Conference in Washington, D.C. This was
an excellent opportunity to learn about the issues that confront our
industry nationally, and to lobby our legislators on Capitol Hill.
I thought I would share with you the three core issues we were
briefed on and shared with the several legislative offices we visited. They were Finance Reform, Bed Bugs and Regulatory Issues.
On March 13, which was Lobby Day on Capitol Hill, Charles,
Don and Karen Brunner and I visited our legislators and had the
pleasure of spending time with the Supreme Court Justice Thomas, Senator Rob Portman, Congressman Steve Chabot, Senator
Sherrod Brown and Representative Brad Wenstrup.
This experience was rewarding and it taught me two important lessons. First, we are extremely fortunate to have Mark Franks
as our Association Executive as he is well known and widely respected in the industry, and Charles Tassell is an excellent representative for our association as we navigate the many important
legislative issues that confront our industry. Second, it is critically
important that we involve ourselves in educating those that make
policy since it was very clear to me how little is truly understood
about the issues that impact the multifamily industry. If we don’t
educate them, then they will not make informed policy decisions. I
encourage all members to get active with Charles and the Legislative Committee on apartment industry issues.
We have some tremendous activities and events upcoming. At
the April 17 GMM at Maketewah Country Club, football legend
Ickey Woods will be joining us as guest speaker. There is still time
to get involved with the “Walk for Outreach” on June 8 at 9am.

KATE GOOD
Kate Good has been leasing apartments her entire adult life.
She quickly gained recognition from her employer, Trammell
Crow, as the number one leasing consultant by leasing 52 apartments and closing 48 renewals in one month! Her expertise and
enthusiasm took her up the ladder in the corporate world until 14
years ago when she decided to start her own business as a professional speaker and marketing solutions expert.
Kate has shared her innovative ideas with many organizations, including Apartment Associations in 53 cities, and national
conventions such as 18 presentations at The National Apartment
Association Annual Convention, 24 appearances at the MultiFamily Brainstorming Sessions, 10 presentations at the International Builders Show, and is an eight time presenter at the MultiHousing World Annual Convention. She consistently receives the
highest marks possible for her content, presentation style and audience involvement. Her presentations have been described as “enthusiastic,” “cutting-edge,” and “quality information.” Each year
she is proud to share her depth of knowledge with over 20,000
industry professionals.
What sets Kate apart from other speakers is her career long
path of always working on site. For 14 years Kate consulted with
companies across the United States and Canada to create game
changing leasing and marketing programs for new construction
and distressed communities. In 2012, Kate joined forces with
Hunington Properties to create Hunington Residential which is the
multifamily development and management arm of this firm. Kate
serves as a Development Partner and Director of Multifamily Operations. Her first community, Vargos on the Lake in Houston, TX,
broke ground in the first quarter of 2012. Three additional apartment communities started development in the summer of 2012.
Twelve years ago, Kate joined three of the industry’s top
speakers to form The Apartment All Stars, an educational tour delivering high energy events in association with local Apartment
Associations. The team has now grown to seven and expanded to

LISA TROSIEN
A frequent multifamily speaker for the National Multihousing Council and other associations, Lisa started out as a Leasing
Professional who worked part time to finance her undergraduate
studies. Upon discovering how much she enjoyed leasing and the
apartment industry as a whole, Lisa decided that she would use
her teaching degree and apply what she has learned in school to
the industry she has grown to love. A dedicated professional, Lisa
has contributed to different leasing programs all around the United

States. The curriculum development and content specialist
has a column titled “On Site Solutions” in UNITS magazine
of the National Apartment Association.
Apart from UNITS, Lisa is also a member of Professional Apartment Magazine’s Editorial Advisory Board and
a contributor to publications such as the Journal of Property
Management, Multifamily Executive, and Rent and Retain.
These publications are witness to the apartment trainer’s expertise in resident retention, apartment leasing, apartment
technology and maintenance and apartment management.
Lisa is a busy woman because, aside from being a multifamily speaker for various industry associations and a contributor to different magazines, she also owns APT Listserve
and is one of the founders of Apartment All Stars. APT Listserve is an email-based forum for professionals in the apartment industry while www.ApartmentAllStars.com is a team
of experts that provide top-notch instructive programming to
apartment associations across the nation.
A celebrated professional and a multifamily speaker in
the leasing and apartment industry, she is usually consulted as
an industry expert by major publications in the United States.
This includes the Wall Street Journal, Newsweek, National
Public Radio, Associated Press, Chicago Tribune, the Washington Post, and the Atlanta Journal Constitution.
PETE REGULES
Pete Regules has worked for CORT Furniture Rental for his entire
career. CORT Furniture Rental helps businesses and individuals in transition, specifically relocation, apartment finding, and rental services.
Pete is CORT’s National Manager of Multi Family Housing Products
and Services. In this role, he assists property management companies
develop new and creative ways to rent apartments.
Over the years, Pete has held a variety of leadership positions with
the Apartment Association of Greater Orlando (AAGO) and the Florida
Apartment Association (FAA). He has served in many capacities, from
being a committee chair to the Associate Vice President for these organizations. Pete has been the Volunteer of the Year on 3 separate occasions for his work with AAGO and FAA. Pete is probably best known
in the multifamily housing industry as the “Doctor of Fun.” (If your
event needs a “Free MC” or a jolt of fun, all you need to do is call the
“Doctor”!) He has been very involved with the Apartment Association’s educational series, teaching classes related to leadership, retention and marketing.
Pete currently serves on the National Supplier Council Executive
Board for the National Apartment Association (NAA). Also, he is active
on several NAA committees. In 2011, Pete received NAA’s Paragon
Award and graduated from the Lyceum Program.
Also in 2011, the Apartment All*Stars welcomed Pete as the newest member of their national speaking tour. The Apartment All*Stars
are the marketing and idea innovation leaders in the apartment industry.

NAAEI NAMES KELLY TABOLT AS WINNER OF ITS 2013 ‘GET REEL’
CAREER VIDEO CHALLENGE
The National Apartment Association Education Institute
(NAAEI) has selected Kelly Tabolt of Winn Residential as the
winner of its 2013 “Get Reel” Career Video Challenge, which invites people working in the industry to share with others what they
enjoy most about their jobs and the many career opportunities to
be found in multifamily housing.
NAAEI conducts the contest every February as part of Apartment Careers Month. This year was the third year for the contest,
and organizers received dozens of entries from around the country.
Tabolt said she decided to enter the contest because she loved
the idea of being able to promote the apartment industry. She started working in the industry in 2006 after graduating from college.
She took a position as an assistant resident director at Syracuse
University and was later hired by Winn Residential as a leasing
consultant for The Timbers at Fort Drum in New York.
“When I was in high school and in college, I was not sure
where I would end up in a career with a degree in theatre,” she
said. “If I can help others who are unsure of their future find their
place in this world in the housing industry, I will have succeeded.”
When Tabolt made her winning video, she was leasing manager for Winn Residential’s Mountain Community Homes at Fort
Drum. On April 1, she starts her new job as property manager for
the company’s Tierra Vista Communities at Peterson Air Force
Base in Colorado Springs, Colo. She said she hopes she can continue to excel in the apartment industry as she works her way up
the career ladder and meets new challenges.
“I love making sure soldiers and families have homes, and I
love working with my staff,” she said. “I believe in holistic and
servant leadership. I love forming relationships with my staff
members and helping them grow into the most amazing people
they can be.”
Members of NAAEI’s Apartment Careers Month Committee
reviewed all of the contest entries and selected Tabolt’s as the winner. As winner, Tabolt will receive registration, hotel accommodations and airfare to the 2013 National Apartment Association Education Conference and Exposition that will be held this summer in
San Diego.

2013 NATIONAL REAL ESTATE COMPENSATION & BENEFITS SURVEY
NAA has partnered with CEL & Associates to
conduct the National Apartment Compensation
and Benefits Survey, the nation’s largest, most
widely used, referenced and recognized compensation resource for the real estate industry. This is an overall company/corporatelevel survey, and is completed by the human
resources department or CFO/COO offices
for your firm.
In its 24th year, the national survey encompasses compensation trends, benefits,
compensation policy questions, long-term incentive compensation structures, and detailed information/statistical
(quartile) breakout of compensation results on a position by position
basis stratified by company size (employees), company yype (public
and private), specialization, region, and metropolitan area.
Companies wishing to participate can complete the survey on
our secure survey website. In addition to the general company-level
questions online, a designated Excel file is available to download individual salary/bonus data from your HRIS or other internal database.
The survey results will be available in early August.
Companies participating in the survey receive a complimentary
copy of the results. For further information, contact CEL’s Janet Gora

Hurry and wait… This seems to be
the mantra for today’s lifestyle; however
no one likes to wait. With our website,
www.gcnkoutreach.org, there is no waiting to register for the 5K for Outreach. If
you hurry up and register before April 30,
2013, you will get a free T-shirt.
This event, scheduled for June 8,
starts at 9:00 a.m. with a timed 5K race
through the Voice of America Park in West
Chester, Ohio. Then, at 9:30 a.m., we kick off the Walk. You get to
choose the 1.4 miles around the lake or the full 5K course. The fee
for each participant is $25. Again, if you register prior to April 30,
2013, this includes a free t-shirt. After April 30, 2013, you may
purchase a commemorative T-shirt for $10. Children under 10 are
free and pets on a leash are welcome.
This year, the event will feature Vendor Tables for $100 each,
so let your friends know of this opportunity to show off their wares,
crafts, goods or services. Space for an 8 foot table is available for
each of these vendors around the race/walk course.
Sponsorships are also available. Information about these are

include materials in the “Goodie bag” prepared for the participants,

The irony of writing this month is
how little things have changed, especially after all the change in February.
The prices of photo-electric smoke detectors are coming down, and increasing in availability. And neither Ohio
Charles Tassell
nor Kentucky can seem to get their
laws figured out. Ohio has fast-tracked the changes in sales and
income tax to the bone pile. Kentucky focused on the state pension issue and had little time for anything else. Too bad the City
of Cincinnati wouldn’t spend some time focusing on their billion
dollar pension problem and leave additional code changes alone.
As it is, there are several efforts to ramp up new and additional fire
codes and inspection programs, all of which are receiving a poor
reception.
The Cities of North Bend, Cleves, and Addyston have all
passed similar legislation on inspections and now that a federal
case has been filed, at least in North Bend, the Mayor and Council are looking at alternatives. GCNKAA has offered insights and
model legislation to assist the communities in addressing several
serious code violators.
Kentucky seems to have a penchant for misguided application
of state law in that we are working with several counties who have
been led to believe the KRS should be applied in a unique fashion
when it comes to HVAC replacements, with maintenance workers restricted to filter changes and coil cleaning. We are working
through some clarifications, and those involved have been quite
reasonable. We expect a resolution over the next couple months…
KAA is also working on the adoption process for the 2012 International Building Code which requires sprinklers. This has created significant trouble considering that the Home Builders were
quite content to carve out a loophole for for-sale houses but not
apartments – built in the same fashion. In addition we are work-

ing on the hidden mandate on carbon monoxide alarms and the
potential for those to be mandated as a retrofit. More to come on
this as we work to address the concerns.
TALKING TRASH:
With the Cincinnati City budget passed and the franchise
fee getting ready to be implemented, the Association is considering legal action due to the discriminatory aspect of this program.
The result is that not only do renters, the majority of whom are
minorities, have higher housing costs due to solid waste removal,
as compared to single family houses where the City picks it up
for free, these residents will also have to support an additional
10% tax on that removal as though they were a business. Without
a doubt it is one of the most regressive taxes in Cincinnati.

THE SERVICE MENTALITY

Customer Service. Pick up any ad, and there’s probably a line
of type or two of how well you’ll be treated when you shop there.
Usually the advertisement reads, “We’re the best” or “Service is
our middle name” – something like that. The phone book advertisements are loaded with commercials for being very customer
service minded.
Why then, do we hear so many horror stories about how
people were treated? Telephone Doctor recently surveyed several
companies, to seek out the traits – the characteristics of those that
have the service mentality. Clearly, not everyone does. The good
news is; you can learn the skills of the “best.” No one has a monopoly on a Service Mentality.
Telephone Doctor culled together the seven traits that were
among the highest in the survey. Here are the results.
#1 EMPATHY
This trait won hands down as the most important characteristic when serving customers. In so many cases you get APATHY,
the exact opposite of EMPATHY. Simply put, empathy is putting
yourself in the other person’s shoes. How would you feel if what
happened to them, happened to you? True Story – On a recent
trip, my wallet was stolen. All my credit cards, checkbook, drivers
license, and, of course, the few dollars I had in it.
I proceeded to start making the appropriate phone calls to
each credit card company – there were 4 in all. After explaining
who I was, and that I was at Disneyland and my wallet was stolen with four credit cards, cash, and checkbook, the person on the
other end blurts out: NAME?
There was no, “Gee, I’m sorry that happened,” no “Oh my,
how sad.” All they wanted was my name. No empathy at all. I
hope those people (and by the way; all four credit card companies
did the very same thing) never have to go through that loss. All I
wanted to hear was a, “Gee, that’s so sad.” Or a plain old, “I’m
sorry to hear that.” Someone who understood.
Empathy is the # 1 ingredient for a service mentality.
#2 ENTHUSIASM
Ah yes, enthusiasm. Appropriate enthusiasm cannot be replaced. It’s a sign of giving service that is above and beyond.

just fall right into the palm of your hand.
Generating enthusiasm with a customer
is perceived as their having made the
right decision. It’s a confirmation that
they’ve done the right thing. And everyone likes that.
It’s the #2 ingredient of a great service mentality. Do you show enough enthusiasm in your job?
#3 RESPONSIBILITY
Being responsible is so important.
Being responsible is living up to a previously agreed commitment. It can be a large responsibility or a
small one. Example: I was speaking at a corporate meeting last
spring, and when asked my needs, I told them all I needed was a
handheld wireless microphone. “No problem,” I was told by the
contact. She said she had told “BOB” to have the handheld wireless microphone ready for when I was supposed to speak.
Well, when I got to the meeting room; there was only what
they call a “lavaliere” microphone. The one you clip onto your
garment. Not the correct one we ordered; but nonetheless, it would
have worked. However, my contact was terribly disappointed. She
told me, “You know, I gave Bob the responsibility to get you the
handheld, and he let me down – which in turn let you down.” She
continued, “I gave Bob the responsibility of getting you the microphone you needed, and he didn’t do it.” When you agree to
something for a co-worker or a customer it’s key to be responsible
and keep your commitment.

#4 RESILIENCY
How fast can you pop back into a good mood
when something has disrupted your schedule? Or do
w
yyou pout and fret about it, and linger and wallow in
it? The ability to bounce back from any adversity is
an important service mentality.
We all get hit with some problems during the
day. Things that weren’t what we planned. And as
my mother use to tell me, “It’s not the problem,
Nancy, it’s HOW you handle it.” As usual, mothN
ers are right. The handling of any situation is what
makes the situation good or bad. And if you’ve been
hit with a disappointment or something that you
weren’t planning on, it’s up to you to bounce back – be resilient.
Your customers should never know you were disappointed. Need
to work late and miss dinner with some friends? Or perhaps you
had a minor disagreement with someone. The customer should
never know that. Resiliency is needed to have the service mentality.
#5 BALANCE
Just like the justice scales that need to be kept in balance; so
it is with our workload vs. the customer. There’s a fine line between pleasing the customer and losing money for the company. In
other words, it shouldn’t all be one sided. When a customer needs
something, that’s fine. If, however, we go over the line, it becomes
unbalanced and not fair to either the customer or the company.
Finding the right balance at your job and in your company
will help you maintain the right balance for both you and the
company. Is the customer always right? No, the customer always
thinks he’s right. We need to know the difference between giving
away the store and sticking to company guidelines.
BALANCE keeps everything in “check.”
#6 OWNERSHIP
This is my personal favorite. Because I see it so much as I call
and shop around. It runs rampant though the business world. This
is the proverbial “it’s not my job, or not my department, or I wasn’t
here that day, or I don’t know anything about that.”
Customers don’t care if you were on vacation when something happened and they need help. They don’t care if it’s not your
department. You answered the phone; they’re depending on you.
You were at the counter to help them now.
If you answered the call, you own the call. Take ownership of
the situation. It’s not that you’ll need to do everything; but taking
ownership; and making sure the customer knows that you will find
out for them is the key! Telephone Doctor feels it should never
take two people to give good customer service. You get the call.
You own the call.
Think about the number of people who you help every day,
either on the phone or in person. They’re all different, aren’t they?
Not only in culture, color or accent, but in mood and personality.
We need to be able to adapt to all kinds of personalities. Having
difficulty understanding someone? Learn to adapt to their particular problem. Ask them if they could please slow down so you can
get what they need. Slow talkers? Adapting to them is so important. Mostly because slow talkers don’t like to be rushed. So rushing a slow talker through a conversation will only make matters
worse. You’ll need to adapt to those that are slow talkers. And of
course, there’s the fast talker – who you also need to adapt to.
Think of the chameleon. That little lizard like animal that
takes on the color of what it lands on. They adapt to the color. And
usually they’re difficult to see. We need to adapt to the situation so
that every transaction is a seamless one.
Well, there you have it, the 7 characteristics that make up a
SERVICE MENTALITY. You probably have some of them. Work
on the ones that you don’t have or aren’t up to par in. Possessing
these traits will garner you happier customers (and a happier boss).
#7 ADAPTABILITY
Granted, this service mentality might need some practice, but

RETENTION THROUGH RESIDENT SERVICE MARKETING

Your community doesn’t have to be a revolving door of residents entering and exiting. You can go beyond resident service,
increase resident retention, and enhance your marketing efforts all
at the same time. In fact, your resident-retention policies double as
excellent marketing approaches for your community.
Take the following quiz. Answer each question with a “yes”
or “no.” Ask why your community does or does not perform any
of the following activities, and create other activities,services, or

START A RESIDENT ADVANTAGE PROGRAM
Arrange discounts for your residents with popular local businesses. Issue your residents a laminated card that identifies them
as a resident and entitles them to discounts. The card should expire
the same day as their lease. With the economy in its current condition it will be super easy to arrange your discounts with Professionals (doctors, lawyers, dentists, eye doctors, accountants, etc.);
Personal Services (salons, spas and health clubs); Auto Services
(repair, cleaning, purchasing,etc.); and Entertainment & Travel
Services (video rental, theaters,restaurants, airlines, car rentals,
hotels, etc.).
Action: Do it now! Local businesses need customers and your
residents need discounts and advantages now more than ever!
These ideas are all great resident-retention boosters that also
double as great marketing strategies for your community. You
should be able to answer “Yes” to all of the above, and more. Don’t
stop at these suggestions–seek out new ways to better serve your
residents and prospects. You’ll never regret that you did! If you
weren’t able to say “Yes” to each of the above, then it’s time to get
busy. Let’s take a closer look at some of our examples, and how
they might be added to your Marketing & Retention Plan.

FORM BUSINESS PARTNERSHIPS FROM THE START
Each time a new business opens in your area, make it a point
to meet the proprietor. You may be able to form a partnership that
will help the new business get off to a good start, and keep your
residents informed as well. Offer to advertise the new business in
your newsletter or in a flyer to your residents with a small coupon
for the goods or services that the business offers. The merchant
gets advertising,and your residents get a small discount and an
awareness of the services at their disposal locally!
REWARD LOYALTY AND LONGEVITY
Does a two year resident get the same treatment as a one-year
resident at renewal time? They deserve more appreciation! Let
them know it. Give them a gift, take them to lunch,spotlight them
on a bulletin board, or put them in the newsletter. One little bit of
recognition can go a long way toward future renewals!
DO THE LITTLE THINGS AS A MATTER OF POLICY
Each time a service request is completed, have the technician
find one more thing to be checked or repaired. The resident will
value that little bit of attention listed on their copy of the service
request. I love it when the dry cleaner replaces a button without
my asking. It’s the same principle here. TRY IT! I call it my “One
Extra Thing Program”.
JUST SAY THANKS
This is a simple and tremendously effective resident-retention technique that few communities use with frequency after a
resident moves in. In fact, I often find that communities neglect
to send thank you cards after someone moves into the community.
This is a simple gesture that’s been around for years, and for great
reason! It takes only a moment, and immediately conveys to the
resident the level of attention they can expect to receive from you.
Cards are the best resident marketing investment you can make,
and should be a fundamental part of your apartment marketing and
retention plan. You’ll find plenty to choose from in the product

GROUP RETROSPECTIVE PROGRAM RULES
As indicated in your enrollment documents, the required key
components to obtaining the program goals and premium savings
are:
• Provide salary continuation to minimize claims costs including reserves;
• Safety program development;
• Provide transitional duty to injured workers;
• Aggressively settle claims when feasible;
• Work with your safety consultant;
• Timely premium payments made to BWC; and,
• Contact your CareWorks Consultants claims examiner imme-
diately upon the occurrence of any work-related injury or accident for advice on all claims-related filings.
Group Retrospective Program Support Services
CareWorks Consultants will provide claims administration
services, hearing representation and representation in risk-related
matters before the Ohio Bureau of Workers’ Compensation (BWC)
and the Ohio Industrial Commission. You will also receive periodic status updates for your company individually and for the group.
